How do you professionally respond to a negative review?

A negative review does not define the property. How you respond can make a difference.

In the hospitality industry, reviews are one of the most important sources of trust for future guests. No matter how well a property is managed, there may be situations where a guest leaves dissatisfied and expresses their experience through a negative review.

It is natural for such comments to cause disappointment or frustration. However, the first impulse is not always the best reaction.

A written response influenced by emotions can affect the property's image more than the review itself.

Before you respond, take your time

Read the review carefully and try to understand what caused the guest's dissatisfaction.

Even if you disagree with all the statements, the response must remain calm, professional, and respectful.

Remember that the response is not just intended for the person who wrote the review.

It is read by hundreds or even thousands of future guests who form an opinion about the property and how you handle difficult situations.

Empathy is always an advantage

Start by thanking the guest for their time and feedback.

Acknowledge the experience they had, even if their perception differs from reality.

A simple message like:

"We are sorry that your experience did not meet your expectations."

conveys respect and openness.

Empathy does not mean you automatically take the blame for everything that happened.

It means showing that you care about the customer's experience.

Avoid justifications and conflicts

One of the most common mistakes is a defensive response.

Avoid contradicting the customer aggressively or looking for someone to blame.

Even if certain information is incorrect, the response must remain elegant and solution-oriented.

Professionalism is best observed in difficult moments.

Show that you have learned from the experience

If the reported situation is real, briefly explain that measures have been taken to prevent it from happening again.

Future guests appreciate properties that are concerned with continuous improvement.

Think about future readers

The negative review is read by many people who have not yet made a reservation.

For them, your response may weigh more than the review itself.

A calm, clear, and respectful response conveys trust, seriousness, and responsibility.

Every review is an opportunity

Although no one wants negative reviews, they can become valuable learning opportunities.

Feedback provides insights into guests' expectations and can contribute to service improvement.

In many cases, properties that respond professionally to reviews inspire more trust than those that do not respond at all.

In hospitality, every interaction contributes to the image of a property.

A negative review should not be seen as a failure, but as an opportunity to demonstrate professionalism, empathy, and respect for guests.

At SHINE by L.G., we believe that the success of a property is not measured solely by the number of perfect reviews but also by how it handles difficult situations.

Sometimes, a well-crafted response can turn a negative impression into clear evidence that there are people behind the property who listen, learn, and want to provide increasingly better experiences.
